Doutor em Engenharia de Produção (UNIMEP); mestre em Gestão de Pessoas (MACKENZIE); especialista em Gestão de Pessoas (USJT), especialista em Gestão de Marketing (USJT), especialista em Gestão de Operações (USJT), especialista em Gestão de Finanças (USJT), especialista em Gestão Escolar (UNIBAN), especialista em Supervisão Escolar (UNIBAN) e especialista em Gramática da Língua Inglesa (UNISANTANNA); e graduado em Pedagogia (UNIBAN) e Letras (FATEMA). Mais de quinze anos de experiência gerencial em customer service (NEXTEL, DIRECTEL, CREDICARD e BANCO NACIONAL). Dez anos de experiência docente (graduação e pós-graduação) em Gestão Empresarial (UNINOVE, UNIP, ANHANGUERA, UNIESP, ESTÁCIO, HOTEC, FASUP, FMP/FIAP, FASP e EUROPAN). Dez anos de experiência consultiva em gestão de mudanças em customer service (ACCENTURE e SRT APOIO ADMINISTRATIVO), auxiliando seus clientes a conceberem e instituírem ações empresariais efetivas, por meio 1) da captação do que é valor para seus clientes; 2) da apresentação de ofertas que combinem valor e preço; 3) do alinhamento de pessoas, processos e tecnologia; e 4) da criação de experiências de consumo que atendam/superem a expectativa de seus clientes.
Atual Vice-presidente da Associação Brasileira de Engenharia de Produção (gestão 2010/2011), possui Graduação em Engenharia de Produção Mecânica pela Escola de Engenharia de São Carlos USP (1987), Mestrado (1992) e Doutorado em Engenharia Mecânica pela Escola de Engenharia de São Carlos USP (1996). Atualmente é docente pesquisador da Universidade Nove de Julho (UNINOVE), onde atua em ensino de graduação e de pós-graduação. Foi professor titular da Universidade Metodista de Piracicaba (entre março de 1990 e março de 2008), onde atuou na graduação e na pós-graduação orientando mestrado e doutorado. Atua, principalmente, nos seguintes temas: otimização de processos, sistemas de manufatura, monitoramento de processos, automação da manufatura, retificação e ensino de engenharia. Membro do Comitê Assessor do INEP para o ENADE das Engenharias - Grupo VI (Engenharia de Produção), é também avaliador de cursos de Engenharia de Produção. Foi Conselheiro do CREA-SP entre 2003 e 2008 e fez parte da Comissão de Especialistas da Área Industrial do CONFEA para a elaboração da Matriz do Conhecimento da Resolução 1010/05 para a Engenharia de Produção.
This paper aimed at developing and testing a proposal based on knowledge management to enablea contact center operation to harvest the benefits of workforce empowerment while minimizing the risks ofsuch a managerial approach. In an experimental, interventionist research, flavored with a critical orientation,the case of such an operation in São Paulo was studied. In light of the findings, it is possible to conclude,without any room for generalization, however, that knowledge management can contribute to an effectiveimplementation of the empowerment approach in contact centers.
